At the Informa Connect Patient Support Services Congress in November 2025, industry leaders gathered to explore the significance of real, meaningful connection in patient engagement. The discussion centered on a shared philosophy: the most effective patient support moves beyond transactional interactions and toward relationships built on empathy, trust, and understanding.

Shifting the Interaction from Logistics to Relationship

Traditional patient support models have often emphasized efficiency and consistency, relying almost exclusively standardized scripts and checklists to ensure information is delivered accurately. While these elements remain important, they can miss something essential. Patients are not only navigating logistical steps, they are also processing uncertainty, motivation, and emotion.

One panel example illustrated how a trusted nurse–patient relationship made it possible to recognize a subtle change in sentiment during a routine interaction. That moment of awareness created space for a deeper conversation, ultimately helping the patient self-advocate with their physician and remain engaged with therapy. This type of insight is difficult to capture through transactional call scripts alone yet can be pivotal to a patient’s experience.

How to Design Support Programs Around Empathy

Empathy does not happen by chance. It must be intentionally designed into patient support programs. Effective models prioritize Clinical Nurse Educators who bring not only clinical knowledge, but also strong listening, critical thinking, and problem-solving skills. Training emphasizes relational engagement, encouraging nurses to approach conversations as opportunities to understand and support, rather than tasks to complete.

Programs that reinforce authentic dialogue through coaching, internal case reviews for continuous learning, and ongoing feedback sessions help ensure that empathy is practiced consistently. Over time, this approach supports sustained engagement by making patients feel heard, understood, and respected throughout their journey.

How Can Human and Digital Capabilities Work Together?

Technology plays an important role in modern patient engagement, but its value lies in how it supports human connection. Digital tools can streamline administrative work, surface insights, and enable early outreach through channels patients prefer.

Rather than replacing human interaction, digital capabilities work best when they complement it. Early engagement tools, such as targeted communications and intuitive digital touchpoints, can prepare patients for meaningful conversations and help those interactions feel more personal and effective.

How Can AI Reinforce Empathy?

Artificial intelligence is increasingly being explored within patient support overall, particularly for documentation, triage, and non-critical data capture. When applied appropriately, AI reduces administrative burden and preserves time for nurses to engage more fully with patients.

Importantly, AI does not replace human judgment. Interpreting shifts in tone, understanding emotional nuance, and building trust remain uniquely human skills. AI serves as an enabler, supporting efficiency while ensuring that empathetic engagement remains at the center of the patient experience.

What Does a Practical Path Forward Look Like?

Reimagining patient engagement requires ongoing learning and feedback. Integrating nurses’ perspectives into program design and decision-making helps ensure support models stay grounded in real patient experiences. Regularly listening to patient interactions and creating structured opportunities for nurses to share insights can reveal opportunities to refine and strengthen engagement over time.

In practice, this approach often includes tapping into the expertise of Clinical Nurse Educators through surveys, focus groups, and one-to-one conversations. These insights help inform continuous improvement and ensure patient support evolves alongside patient needs.
